Pam Aylward: Despite significant investment in digital channels, a clear gap remains between airlines' digital capabilities and the actual customer experience—particularly during disruptions. Today's travelers expect timely, proactive communication and clear recovery options regardless of where they booked their journey.

One of the biggest challenges is fragmented data flow across the travel ecosystem. Real-time operational updates from an operating carrier do not always reach the marketing airline or travel partner responsible for communicating with the customer. The result is delayed notifications, inconsistent information, and frustrated passengers.

Closing this gap requires stronger system integration and better data sharing across airlines, airports, and partners. Disruption information should trigger immediate, coordinated customer communications and recovery solutions, creating a seamless end-to-end experience.

Many airlines have invested in customer-facing applications without fully addressing the underlying operational and integration challenges. Pam Aylward: In many cases, yes. Airlines have layered new customer-facing channels on top of legacy back-end systems that were never designed for today's digital expectations.

Call centers remain essential, but agents are often limited by fragmented systems and insufficient automation. The industry should focus on expanding self-service capabilities that allow customers to manage common transactions such as refunds, exchanges, and travel changes without unnecessary effort.

When information is not synchronized, customers encounter friction throughout their journey—from booking and servicing to disruption recovery and travel management.

Effective integration creates a single, accurate view of the customer and ensures modern customer experiences depend on connected technology ecosystems.
